FEATURED ARTICLE: DEALING WITH HOSTILE BAIT

Another aspect of dealing with conflict, or verbal barbs, subtle or
otherwise has to do with dealing with the "bait". Ok. The bait isn't
worms, or anything like that, but the idea is this: If you "bite" into
the verbal bait, then it tastes bad and you get hooked into a
conversation that usually goes downhill and escalates.

They are applicable to many other situations, but with the holidays
coming, those of you who deal with customers may want to look
carefully at this.

Dealing With Hostile "Bait" by Robert Bacal

When dealing with verbal abuse or hostility from clients, it is
important to be able to avoid responding to the "bait" that is placed
before you. Not only is that important, but it is also important to
know exactly what you can say, when you are subject to attacks like: 

"If you really cared about my welfare, you would give me my check!" 

"You guys in government are lazy and over-paid." 

"I bet if I wasn't [ethnic group], you would give me...." 

In this On The Line, we will help you deal with these kinds of
remarks. 

Some Background 

In order to deal with these kinds of attacks there are a few things
that you need to understand. 

Verbal attacks follow certain patterns, and have some hidden
rules. The attacker expects you to react in particular ways. Usually a
verbal attacker will expect that you will become either defensive and
intimidated, or that you will become aggressive and attack
back. Unfortunately, when you do what the attacker suggests, you give
control to him or her, and increase the probability that the attack
will continue. So, the best way to stop an attack is not to take
either of these actions. 

In addition, verbal attacks tend to "run off" by themselves, in an
almost automatic manner. So long as you do what is expected, the
attacker is able to continue. So, you need to do something unexpected
to stop the attack. 

Also, verbal attacks contain bait. Just like the fisherman, the
attacker presents you with bait in the hope that you will swallow it
and be hooked. Bait is often unsaid, or pre-supposed. What this means
is that the attacker need not attack you directly, but need only imply
certain things, without really saying anything. Let's take an
example. 

In the attack sentence "If I wasn't [ethnic group], I bet you would
give me....". If you look carefully, you won't find the insult in the
words. Still, most people will react to the hidden bait...the implied
suggestion of racism. It is important to be able to identify the
hidden attack, so you can understand, and resist the attacker's effort
to manipulate you. 


Self-Defense Tactics 

Dealing with these kinds of attacks can be complex, but we can suggest
a few options that are likely to disrupt the attack. 

1. The Disrupting Question 

The general principle underlying this technique is that you want to do
something somewhat unexpected, while at the same time, acknowledging
the implied insult. It is important not to defend and not to be too
passive. 

The disrupting question follows the following form: 

When did you start thinking that....? 

where the end of the question relates to the unspoken insult or
attack. For example, faced with the attack implying racism, disrupting
questions might be: 

When did you start thinking that we allow your ethnic background to
influence our behaviour? 

When did you start thinking that I am discriminating against you? 

Both of these questions are likely to cause the attacker to become a
bit confused and have to stop the attack so that he or she can figure
out what to say next. This kind of response brings control back to
you. In addition, these questions acknowledge, and respond to the
issue brought up by the customer in a polite way. 


2. Computer Mode 

An attacker will often expect you to respond using an "I" statement
(eg. I'm not racist), or a "You" statement (eg. "You can't talk to me
that way"). 

You have a third option, that involves doing the unexpected. This
option involves using what we call "computer mode" because it is
somewhat detached, and removes the personalization from the attack. It
does not involve I or You statements. 

Some forms to remember include: 

"It's interesting that some people think that [their ethnic background
affects the way they are treated]." 

"A good many people think that [government employees are over-paid]" 

Note again that these responses will be unexpected by the attacker,
and while they show that you heard the attack, they do not imply that
you agree, or that your are defending or attacking. 


Conclusion: 

We have described two simple verbal responses to verbal attacks that
tend to interrupt the attack cycle. Of course, there are other
techniques that can be used, and it is important to realize that any
attack defusing techniques must be applied with care and good
judgement, since every situation is different. These techniques,
coupled with others, can result in increasing your ability to deal
with the hostile bait.

is not an efficient way to get things done. Every time a person
changes from one task to another, which Crenshaw calls

author explains, is to cut down on interruptions, manage how you
allocate your time and concentrate on a single task at a time. This is
not exactly a groundbreaking theory in time management, but it is

informative material in the hope that you will become interested in
their products or services. Usually there's no real "sell", but they

short readable summaries where you can learn and absorb the essence of
the original books. Are they as good as reading the books? You decide,

we make our case assertively without hurting the other person, and as
the saying goes, we do always hurt the ones we love.

It's all about HOW we fight. Fighting fair refers to the use of ways
of arguing that do not result in the hurting of the other person. By
following simple guidelines and principles you can stop inflicting
emotional distress on others when you disagree, and then you are more
likely to be respected and cared for by the people who are important
to you.

This is a deceptively simple concept that affects much of our lives.
It explains that from a distance, or with people we don't know well
(and we may not know many people well) everyone seems psychologically
intact, or "normal".

Until you know people well, they will not tend to display their
abnormalities, or neuroses.

Well, ya, it's kind of obvious. But we forget. We tend to think that
others are better off than we are, because a) we have access to our
own inner turmoil, and b) we do NOT have access to the internal
emotional turmoil of others.

Here's a Practical Implication

When I used to train teachers, instructors and public speakers, my
"students" often worried about their nerves and that the audience
would know how terrified they were. They would do practice sessions,
and STILL believe that the audience noticed their terror. And, they
believed that the other students were quite calm when they practiced.

The reason was, as above, the students accessed their own internal
fears, while not being able to access the fears of others. The result
was an impediment to learning.

Interestingly enough, I was able to teach them to get past the idea
that the audience would sense their terror, by doing a video playback
of their practice, coupled with some careful questioning. When I
played the segments back, I asked the student to point out the parts
that gave away nervousness. Often the could not.

Coupled with an explanation of: From 20 feet away everyone seems
normal, they were able to realize that, for the most part, they all
shared some nervousness pretty equally, and that the audience never
knew.

Or as the rabbi said to me as a 13 year old. "Son, if you forget the
words, or the tune just keep going because nobody but you and I are
going to know, and I'm not telling." Oy vey.

and its relative ineffectiveness in increasing productivity,

One thing that happens as you age, and provided you've been paying
attention, is that patterns seem to emerge. You hear some people
talking, and you can quickly determine what is going on, hostile,
friendly, business, personal, whatever, from the patterns exhibited.
Many things start to look familiar.

And you get the feeling you've seen most things before. Because you
have.

That's why it's so interesting to see the claims, hopes, even demands
made by those in the business of peddling learning and training
solutions that are technologically, rather than humanly based. Or the
similar claims and demands made by converts to the newest faith based
"movements" like social learning and e-learning.

"A powerful force—unlike any in history—is altering the learning
profession's landscape", Tony Bingham, President of ASTD says. "You
will become irrelevant", another learning professional expounds. "Your
business will disappear", yet another pundit screams. Yet, it all
seems so familiar.

Now, it's true that there have been technological innovations that
HAVE had profound effects on how people live, and society in general,
going from movable type, telegraph and telephone, television,
mainframe computers, personal computers, inter-connectivity, and the
Internet. Oddly enough, though only ONE of these (the Gutenberg Press)
has had an appreciable revolutionary impact on how people learn.

Television, telephone, mainframes, pc's etc were all touted as
revolutionary in terms of how they would change the education system,
and the learning process. I can personally remember the claims
regarding television when I was in elementary school, and the claims
for computer assisted instruction on mainframes and so on. And, the
hopes for the personal computer. I was "there" for the latter two.

Our school district bought dozens of expensive TV's, ultimately used
once or twice a year (the walk on the moon was one time). Schools went
out and bought APPLE II's, which promptly ended up gathering dust,
useless. Computer assisted instruction, by and large didn't go very
far.


Despite all the claims, the "buzz" (it wasn't called that then), the
investment of huge amounts of resources, NONE of these revolutionized
learning. And I'll let you in on a secret. The newest technologies
aren't going to either (but see the exception at the end). Why?

There are several reasons. One has to do with people as human beings.
The other has to do with systems. The first is the more profound and
immutable. The second can be addressed.

First, while proponents of "social learning" have taken the term and
bastardized it, there's a kernel of value to the term. In essence ALL
learning is social. Knowledge is a social construction and often the
effectiveness of lack in terms of what someone learns is determined in
the context of interacting with other people. If knowledge is social,
and validation of learning is social, then ultimately, learning is
also social.


Most important is that generally, learning works best when it involves
interactions of real human beings in real time. That's the best way to
get in depth learning happening, and it's a major rational reason why
the ancient model of one person telling (stories) to many, then
interacting with them, has been with us for thousands of years. That's
not to say that it is perfect. It's not. But humans, quite simply,
like to learn in relatively "high touch" circumstances. That is, they
like to learn from humans with humans, and the interactions enables
more learning of different types.

Clearly, learning by reading a book is not the same as sitting with
the author for the same length of time. It's simply different. In
exactly the same way interacting with a machine to learn is not the
same as talking with someone directly.

One mistake techno's make is believing that interactions via
technology will be equal to, the same, or be able to replace live,
face to face interaction in real time.

The clear error made over and over is that given content to be
learned, any medium can be used to get the identical results, but
newer media are more effective and preferred by learners.

It's not so. What happens is that any medium that is made more
"efficient" by the elimination of real time human interaction and
contact unmediated by machines, will be perceived as unpleasant,
boring, uninspiring by most learners, particularly over time. Can you
imagine watching television for learning, 7 hours a day? Or sitting at
a computer for that period of time? Or even reading? Every day?

Of course not. The human contact makes it work. It allows questions.
You can test your learning with a real human being who can help, or
congratulate, make you feel good, (or bad). Not even "real time"
machine mediated interactions can do that. YES, technology can help.
But it will never yield the positive impact on learning and teaching
that is claimed, because it cannot replace humans in the learning
process. Sadly, often disappointment when the claims and expected
impacts do not occur results in the shelving of the whole technology
even if it would have some value.


Ultimately it's the LEARNERS who say: NO. They said no to learning by
watching television, NO to programmed instruction, NO to language labs
with tape recorders, NO to computer mediated instruction (unless you
forced them) NO to interactive video discs, and they will continue to
go back to human interactions for learning, formal or otherwise.

We are social. There is no dispute over that in the scientific
community. Social does NOT mean connecting via machines. It means
connecting IN PERSON. It means high touch. This will not change, at
least in the near future.


Systems Issues

Systems issues are a bit different. We learn within, and educate
within structures that have evolved for practical reasons, rather than
in ways that maximized learning for each individual. It's a tough
thing, really. The bottom line is our systems are created with a
certain mind set about learning, into which technological solutions do
not fit well.

Technology gets "stuck on" like a band aid" rather than integrated
into a learning system that works seamlessly.

We have many questions about study and learning that takes place
outside the institutions we have. We need to certify and protect and
fulfil other social obligations, and that creates integration issues
with individually based technology based learning. In any event, it is
theoretically possible the world's systems will evolve to allow for
intelligent technological use that works. But there are many barriers.

Exceptions

There will be some exceptions. If and when we can create virtual
worlds and simulations that are, in effect indistinguishable from real
face to face interaction, we will be as close as we can get (without
implanted electrodes and DNA/RNA stuff) to superior technologically
based learning. Of course, that'd be pretty freaky. Clearly that would
alter the world, and how learning occurs.

Would it replace the desire and need for face 2 face interaction in
the real world? Maybe. Maybe not. Probably not. Got to keep an open
mind.

We Have To Do A Little Business.

I have a suspicion that the more one relies on technology, the more
one tends to become a servant of technology. It seems I've spent the
majority of my work time the last while struggling with programs that
crash, computers that misbehave, webservers that break, and on and on.
But the final straw is that in a space of a few days, two essential
tools for my life bit the dust. First, my GPS, which I absolutely rely
upon for driving directions, developed a cracked face after only 11
months. And, then my Ipod Classic locked up and died. So, the upshot
is we need to make money to pay for these "essentials" (Who am I
kidding here? Probably no one)

Make Money Online Guaranteed

You too can make money online guaranteed, which will be nice in the long term. You need to make sure that you're making a wealth of income if you're going to ditch the nine to five world and get into the greatness that is out there. Seriously, consider how to make money online guaranteed and you'll be on your way to making a few insider moves that only smartened individuals end up making. If you're not going to make yourself move forward, than at least let someone talk to you about the future that is out there. No, not some random marketing jargon that is going to leave you with misrepresented time lines or emotional congruency that is nothing more than ill fated attempts at making your life new and stable. These things aren't going to just pop up and hit you in the face, so why not try to find something new and see what might be out there.


Yes there is a great amount of knowledge out there if you're willing to just open your hands, receive it and digest it. If you're not careful you might end up falling for anything that is out there, and that's the hard part about making an income online. Do not simply believe those that say you can make money online guaranteed, because that's not going to win you their trust. You need to make sure that there is more than life out there, and that life out there requires you to brave, not stupid.

So if someone out there is going to promise you a greater good, make sure that when thy tell you that there is a way to make money online guaranteed, you do your homework and ask a few questions. If you ask enough of the right questions you get to the bulk of anyone's ideas and that's the important thing about life in general. Knowing what you're getting yourself into is point number one, following through on what information you have been offered is point number two.

If you follow the steps that are outlined by many people that say you an make money online guaranteed than you are in good graces because there is grand hope for you yet. However, if you deviate from the plan of attack that is out there, you might end up losing the world around you in the pursuit of fast riches. These fast riches are not going to last you forever, and you need to realize that before you give up your time and money to a plan that may not work for you. Everyone has the capacity to make an interesting amount of financial gains, but it really depends on whether or not you're willing to not only step it up a notch, but also follow through on the other side. The follow through is key here and is something that you're not going to regret any time soon, that's the glorious world of the internet. If you're at least a little bit diligent, you're going to gain huge success, and that's a great thing overall.

It's pretty amazing how fast things move when you get older. I keep
promising to do these newsletters much more frequently, and
then...well, I don't. But here we are and hoping you are having a safe
Summer (or season of you choice). In this issue we have a number of
updates, and then some information on what's new and interesting on
our websites.

The Big News: Free2Thee.com

Those of you who have been with us for a long time know that we (as in
my company, Bacal & Associates) has been hunting down and making
available the best freely available articles on the web through our
various subject specific sites (e.g. conflict911.com, performance-
appraisals.org, smallbusiness411.org, and others). For the most part
the evolution of the net suggested that we spend less time on those
types of resources and more effort on tracking down free ebooks,
ecourses, whitepapers, audiobooks and/or anything substantial that
will help you, our visitor, learn.

The result is http://free2thee.com, a site that contains summaries and
links to material we feel is promising or useful in the support of
learning. We concentrate on business, but we won't be leaving out
other topics like personal development when and as we find really good
free stuff.

It's relatively new and we will be adding new stuff as often as we
can, but I'm fairly sure you should find something that interests you.
It's in a blog format, so you can rate and/or comment on the offerings
to help others, AND, in future, we'll be allowing visitors to add
their own favorite AND LEGITIMATE offers.
